I would say that Bob's success is due in no small measure to insanely great responsiveness to customers' needs.  Over the years, any time I had a "How do I...?" issue or a "Can't get thar from here" complaint,  Bob and his staff would be on it within hours, pointing out the solution if one existed, and usually creating one for the next release if it didn't.
